The Customer Value Bond – Proximity matters

Meaningful moments turn customer proximity into lasting relationships

Customer loyalty does not happen by chance. It is built through many small, meaningful moments. So, how do you turn your customer relationships into lasting bonds? And how do you purposefully nurture and deepen those relationships? One person who has been exploring these questions for the past 30 years is BSI Software co-founder Chris Rusche. In this conversation, he shares the thinking behind the Customer Value Bond, explores how companies can actively shape lasting customer relationships and keep customers happy, and examines why AI is playing an increasingly important role in the process.

“Chris, what do you do at BSI Software?”

30 years ago, I had the privilege of co-founding BSI. Today I support the development of our products, always guided by my passion for user-friendly software and delighted customers.

“What is special about the Customer Value Bond?”

The number of potential customers in the world is limited. Every Lena, as we call our end customer,  matters! We consider it a great privilege if she chooses our customer and therefore us as well. It is the beginning of a relationship that needs to be deliberately shaped. It is not about investing as much as possible. It’s about investing strategically and selectively, so that Lena remains connected to us in the long term – in the best case, across generations. Building this relationship is no trivial task. It is crucial to do the right things at the right time and leverage the company’s resources where they create the greatest value for the customer relationship.

”Everything starts with Lena. If she chooses us, she places her trust in us. Our task is to earn that trust again and again, every day.”

“And how do companies benefit? And how about Lena, our end customer?”

If we shape our relationship with Lena effectively, value is created for both customer and company. For the company, Lena is becoming increasingly valuable because

  • she stays longer,
  • expands her use of products and services,
  • is more receptive to offers that matter to her,
  • and goes on to actively recommend the company to others.
  • And at the same time, the effort required to win her over again and again and get to know her is greatly reduced.

And for Lena? The company becomes increasingly important to her. With every interaction with her, it gains a deeper understanding of her needs, circumstances, and preferences. As a result, Lena receives

  • offers that better match her needs,
  • faster solutions,
  • and a seamless service experience where she does not have to explain her situation all over again each time.

The relationship gains in quality and trust. The better the company knows Lena and offers her true added value, the stronger their bond becomes – and the more valuable the relationship becomes for both sides.

"What is behind the Customer Value Bond?"

We recommend breaking Bond down into the following six, so-called stories: Affirm, Thank, Churn, Apologize, Recurring, and Impress. Each story represents a typical moment in the customer relationship and combines suitable occasions, messages and actions.

  • Affirm validates a customer’s purchase decision and provides reassurance.
  • Thank conveys appreciation and acknowledges trust, loyalty, or a specific interaction.
  • Churn detects early signs of potential customer attrition and triggers targeted retention actions.
  • Apologize addresses unmet expectations and creates an opportunity for a credible recovery.
  • Recurring turns recurring events such as anniversaries, contract renewals, or regular usage patterns into meaningful customer touchpoints.
  • Impress delivers positive surprises that go beyond the expected service and fosters stronger emotional ties to the brand.

This approach transforms the abstract goal of “customer loyalty” into a set of tangible, manageable relationship moments across the customer lifecycle.

Additionally, it makes sense to work with three company-wide key metrics: Theta and lambda represent Lena’s emotional and rational bond with the company. In addition, there is the lifetime value of Lena as a customer, which is considered in the short, medium and long term, taking into account both the effort invested in the customer relationship as well as its potential and possible recommendations.

Of course, every company follows its own approach – and that’s exactly as it should be! Such a methodology can therefore serve primarily as an introduction, orientation, and stimulation.

"How is the Customer Value Bond evolving?"

AI can make a significant contribution to customer bonding. It helps identify which of the millions of customers offer the greatest potential for stronger customer bonds, and what that investment should look like in practice. When is restraint called for, when should we take immediate action, and when is it better to ask questions first?

At the same time, AI reduces Lena’s dependence on her service providers. Her personal AI assistant is handling an ever-growing range of tasks on her behalf, from conducting research to switching providers, thereby increasing her flexibility and lowering the barriers to switching providers. For companies, this means they must work even harder to keep their relationship with Lena relevant and continuously re-earn her loyalty. We need to step up our game!

"Which BSI Elements do you recommend to BSI customers?"

In my opinion, there are three elements that go well with the Customer Value Bond:

  1. The “Reason & emotion” model
This element uses AI to analyze a customer’s communication data and derives values for reason and emotion from it. Those values are regularly saved and displayed in the 360° view and indicate at a glance whether a customer’s actions are primarily rational and fact-based or driven more strongly by emotions and relationships. As a result, companies can prepare more effectively for customer meetings, tailor their talking points more precisely, and make their customer interactions more personalized and consistent.

  2. Personalized Special occasion story
The Special occasion element allows companies to record personal occasions such as birthdays, work anniversaries, wedding anniversaries, the anniversary of a first meeting, or any custom-defined special occasion. A congratulatory e-mail is automatically sent every year on the specified date. This creates a personal and genuine connection that clearly stands apart from traditional marketing communication. At the same time, companies create an additional, automated touchpoint that fosters a sense of closeness, strengthens the emotional connection, and can contribute to long-term customer loyalty.

  3. Winning back lost customers
The “Winning back lost customers” element depicts the CX story “Winning back lost customers in 24 hours.” Incoming cancellation requests are captured across all channels, verified where necessary, and processed in a timely manner. At the same time, an assessment is made as to whether a customer win-back effort is feasible within the available timeframe, worthwhile, and likely to succeed. If so, an offer is generated with AI support and delivered through the most suitable channel. Depending on the customer’s response, written reminders or a follow-up call from customer service may be initiated. At the same time, deadline management ensures that all necessary steps related to cancellations, customer communications, and market processes are initiated in a timely manner. The “Bond” develops as a result of a positive experience. You will win Lena’s heart.
