When fast support builds trust

How AI agents and human empathy are transforming customer service and strengthening trust

When customers need support most, the strength of a relationship is truly put to the test. But how can businesses resolve customer concerns quickly and efficiently while still creating a personal connection? Sebastian Louis, Managing Director Energy & Utilities at BSI Software, explains how the Customer Value Help combines intelligent automation, AI agents, and human empathy, and why critical moments provide a unique opportunity to strengthen customer trust for the long term.

“Sebastian, what do you do at BSI Software?”

I have been at BSI Software for 14 years. I started out as a Senior Project Manager and had the opportunity to gradually take on more responsibility in sales. Along the way, I helped establish the partner management practice before moving into business development where I focused on opening up new market segments. Just over three years ago, this role brought me into the energy sector, where I now serve as Managing Director, leading our Energy & Utilities community across sales, integration, and industry value.

“What is unique about the Customer Value Help?”

I see every customer relationship as a partnership. And as with any partnership, there are critical moments along the way. Those moments reveal just how strong and resilient the relationship really is. When a customer or their AI assistant needs support, it is speed, expertise, and empathy that matter most. No one wants to sit in a queue or receive a generic response. They want direct help without detours.

With Help, it does not matter how a request or inquiry comes in. Whether it arrives by e-mail, phone, or chat message over the weekend, every request enters through a single point of entry, from which it is automatically routed to the right destination and handled without delay. Whether the customer interacts with a personal customer representative or a specialized Service Agent, the key is expert, solution-oriented support that remains focused on their specific issue.

When customers rely on our support, the quality of that experience determines whether trust is lost or whether, in the best case, a customer becomes a loyal fan.

“It is in the moments when customers need support most that the true strength of a relationship is revealed. With Help, we combine intelligent automation with human empathy, transforming pivotal moments into meaningful moments of trust.”

“How does Lena, our end customer, benefit?”

In summary, Lena benefits from fast, targeted support tailored to her personal situation. She feels heard and valued, always knows the status of her case, and understands what the next steps are. Ideally, Lena can even be delighted by a “One More Thing” moment, an unexpected touch that exceeds her expectations. Most importantly, she never has to deal with internal complexities.

“And how do companies benefit?”

Companies benefit from happy, loyal customers who build trust over time and are eager to return. Lena shares her positive experiences with others in her personal network, becoming a valuable advocate who helps attract new customers. At the same time, she becomes more willing to use additional products and services because she feels well supported. As a result, the company becomes more valuable to the customer, while the customer becomes more valuable to the company through successful upselling and cross-selling.

"How is the Customer Value Help evolving?"

With AI agents, straight-through processing (STP), the fully automated handling of a business process, will become significantly more common. In the future, customer concerns will be processed and resolved quickly and conclusively anytime, anywhere, and across all channels. As a result, the service center is increasingly evolving into what is known as a dark service center. At the same time, the type of interaction is changing. More and more, it won’t be Lena herself reaching out to the company, but rather her personal AI assistant, such as Siri or similar services. It is therefore essential to recognize these digital assistants, correctly interpret their requests, and seamlessly integrate them into service processes.

In this process, humans remain indispensable. Especially when it comes to complex or exceptional concerns, service representatives are brought in strategically to make a difference through empathy and personalized advice. This is how Help combines intelligent automation with human connection, creating exceptional customer experiences where they deliver the greatest value. The result is genuine wow moments that help companies differentiate themselves from the competition in the long run.

"Which BSI Elements do you recommend to BSI customers?"

The following BSI Elements in the BSI Customer Suite are particularly relevant for further strengthening the Customer Value Help and supporting the efficient, personalized, and increasingly automated handling of customer concerns.

  1. Strategic customer support
This element ensures that customers receive personalized, consistent, and needs-based support across all touchpoints, with the familiarity and personal attention of a neighborhood store. Five coordinated strategies define how customer concerns are handled, when and how communication takes place, and which advice, services, and conditions best fit each customer’s individual situation. Two use cases illustrate how these strategies can be implemented through automation. This ensures that Lena receives the right support at the right time without her having to re-explain her needs with each interaction.

  2. 360° AI customer profile
The 360° AI customer profile element makes relevant customer information visible at a glance, helping service representatives understand and assess customer needs more quickly. They gain immediate insight into each customer’s personal situation, interests, and sentiment, allowing them to tailor their support accordingly. As a result, service representatives can respond proactively, take individual needs into account, and provide Lena with exactly the support that delivers the greatest value in her current situation.

  3. Inbound video calls with Snapview
With this element, customers can initiate a personal video consultation directly through the website. Open questions can be clarified in a live conversation, complex matters can be discussed together, and next steps can be agreed on right away. As a result, Lena receives personalized support without having to schedule an appointment or visit a branch location.
